First, there was word-of-mouth, with friends and relatives recommending what to buy and where to go. Then, despite our mothers' advice, we started taking recommendations from strangers in the form of online reviews.

For years, online reviews have been viewed primarily as a trust signal. They influenced booking decisions, improved conversion rates, and helped hotels build credibility with potential guests. Today, they play an even bigger role.

As travellers increasingly use AI assistants such as ChatGPT, Gemini and Claude to research accommodation, reviews are becoming one of the most valuable sources of information these systems rely on when recommending hotels. In an AI-driven discovery journey, your guest feedback doesn't just persuade people to book – it helps determine whether your hotel is the right fit for that specific guest and get recommended.

Traditional search engines rewarded websites that were technically well optimised and rich in relevant keywords. Hotel marketers focused heavily on SEO, website content and paid search. AI travel search comes to shuffle all the cards of marketing and restart the game.

Instead of presenting a list of blue links, AI attempts to answer a traveller's question directly. Rather than relying solely on what a hotel says about itself, AI gathers information from multiple sources, pulling from a wide range of data sources to make recommendations.

These sources include websites, OTA listings, travel publications, discussion forums and, crucially, guest reviews, with an incredible 54% of citations in travel-related conversations being reviews and  User-Generated Content (UGC). To give the right recommendation, these technological creatures need to be able to understand the information about the hotel, which means having consistent information across all channels.

We don’t trust what we can’t understand; ironically, AI operates the same way. Inconsistencies erode confidence in these systems. The challenge, therefore, is to keep your hotel’s information and brand messaging consistent across all third-party sites so that you are correctly matched with the right guests.

Reviews tell the story that websites often don't

As mentioned above, AI assistants gather information from different sources. In fact, it seems to prefer to get third-party sources as it gives more authority and authenticity to the information.

That’s easy to understand. Most hotel websites are designed to showcase the property's strengths. They describe facilities, amenities and location, but they rarely capture the nuanced experiences that matter to individual travellers.

Guest reviews provide the essential validation and credibility AI tools require. These authentic observations provide the context AI needs to match hotels with highly specific search requests. If dozens of guests consistently mention peaceful rooms or exceptional customer service, those themes become part of your property's digital identity and narrative.

It’s important to highlight that one glowing five-star review won't suddenly make your hotel the top recommendation, even if AI tends to prefer to recommend highly rated accommodations. Here, quantity is as important as quality.

AI assistants identify recurring themes across hundreds — or even thousands — of reviews to understand what guests genuinely experience. The more often guests mention your strengths, the stronger those signals become. What guests say about the hotel experience is far more relevant than a description and images on a hotel website.

Management responses matter more than ever

That’s why properties must manage review volume and ensure content is specific and factual. Unfortunately, many hoteliers still view responding to reviews as a customer service exercise. It's much more than that. Every management response adds additional context about your property, reinforces key messages, and provides fresh, relevant content that AI systems can also interpret.

Thoughtful responses can:

  • clarify misunderstandings

  • reinforce unique selling points

  • demonstrate attentiveness

  • show prospective guests how seriously feedback is taken

This way, consistent engagement creates a richer and more accurate digital footprint, helping AI better grasp your hotel's personality and service standards. Most importantly, it manages guest expectations—a critical foundation for delivering an exceptional guest experience.

Reputation management at the beginning of the guest journey

Online reputation has always influenced bookings. Now it influences visibility itself.

Reviews have evolved from social proof into discoverability signals. Every guest comment is another piece of information that AI can use to understand the property, while every management response helps shape the story a hotel tells online.

Hotels that actively collect feedback, respond consistently, and continually improve the guest experience won't simply build stronger reputations — they'll give AI more confidence to recommend them.
